Quick answer: As at 6 October 2026, four of the seven helpdesks in our matrix (Intercom, Front, HubSpot and Salesforce) document AI-drafted replies for human agents on email, chat, SMS, WhatsApp and Facebook Messenger with no channel caveat. Zendesk, Freshdesk and Help Scout do too, with one catch each. Three document AI help during a live call: Zendesk, Salesforce and HubSpot (beta); Freshworks claims it only in a marketing article.
“Which platforms offer AI-assisted replies for agents across all channels?” sounds like a yes-or-no question. It is not. Every major helpdesk sells an agent copilot next to a channel list that includes email, chat, SMS, WhatsApp, Facebook, Instagram and voice, but the channel list belongs to the helpdesk, not the copilot. Read the help-centre articles and the catches appear: one vendor’s generally available drafting works on email and portal tickets only, another’s auto assist cannot be switched on for its legacy Chat channel or its voice channel, and only three vendors’ help or training pages document help while a customer is on the phone.
This page is for the support or sales operations lead who wants AI-suggested replies for human agents (human-in-the-loop, agent assist, copilot) and needs to know which channels each platform actually covers. We read Zendesk, Intercom, Freshworks Freshdesk, Salesforce Service Cloud, HubSpot Service Hub, Front and Help Scout documentation on 6 October 2026, plus Gorgias and Kustomer, which we left out of the matrix for reasons given below. Every cell traces to a vendor page listed in the source table at the end of this page.
Agent assist is not the same product as an AI agent
Before the matrix, one boundary, because vendors blur it. Agent assist (copilot) suggests; a human reads, edits and presses send. An autonomous AI agent answers the customer itself and hands over to a human when it cannot. Most of the vendors below sell both, under different names and usually on different price lines, and their channel coverage is different for each.
Zendesk is the clearest about it. Its help centre answers the question “Do I get Copilot with AI Agents?” with “No. AI agents and Copilot are distinct offerings. Buy Copilot separately.” Copilot “acts as an AI assistant for human agents”; AI agents “are autonomous virtual agents that work directly with customers.” The same split exists elsewhere:
| Vendor | Assist product (a human sends) | Autonomous product (the AI sends) |
|---|---|---|
| Zendesk | Copilot add-on: auto assist, suggested first replies, suggested macros, enhance writing | AI agents |
| Intercom | Copilot (in the Inbox) | Fin AI Agent |
| Freshworks Freshdesk | Freddy AI Copilot add-on: Reply Suggester, canned response suggester | Freddy AI Agent Studio |
| Salesforce | Einstein Service Replies; Service Cloud Voice recommendations; Service Rep Assistant | Agentforce Service Agent |
| HubSpot | Reply recommendations (generated by the customer agent, not deployed to channels) | Customer agent deployed to live channels |
| Front | Copilot add-on | Autopilot |
| Help Scout | AI Drafts; AI Assist | AI Answers |
The two products are scoped separately. Front’s Autopilot article lists its own channel types (Email, Autopilot Resolve, Portal, Slack, SMS and three WhatsApp variants), while its Copilot article says Copilot “can be used on all Front conversations.” For the autonomous side, see our comparison of AI customer support agent platforms by language and channel.
Draft, Pick, Polish, Listen: the four depths of AI-assisted replies
“AI-assisted replies” covers four quite different features, and vendors use the same words for all of them. We sort every documented feature into one of four depths, from most to least work done for the agent. Ask any vendor which of the four it does on each channel you run, and the conversation gets short quickly.
| Depth | What the AI does | What the agent still does | Documented examples (vendor wording) |
|---|---|---|---|
| Draft | Writes a full reply from your knowledge base, past tickets or both | Reads, edits, sends | Zendesk suggested first replies; Intercom Copilot “Add to composer”; Freshdesk Reply Suggester and, in early access, Conversational Copilot “Draft a reply”; Salesforce Service Replies; HubSpot reply recommendations; Front “Compose with Copilot”; Help Scout AI Drafts |
| Pick | Chooses one of your existing saved replies (macro, canned response) | Checks the pick fits, personalises, sends | Zendesk suggested macros; Intercom suggested macros (Tab to insert); Freshdesk canned response suggestions; Gorgias AI Macro suggestions |
| Polish | Rewrites text the agent typed: tone, length, grammar, translation | Writes the reply, then sends | Zendesk enhance writing; Intercom “Add to composer & modify”; Help Scout AI Assist; Front Copilot refine |
| Listen | Follows a live voice call and surfaces guidance while the customer is still on the line | Speaks; chooses whether to use the guidance | Zendesk real-time AI suggestions for voice calls; Salesforce Service Cloud Voice recommendations from real-time transcription; HubSpot Breeze Q&A during a call (beta). Freshworks claims in-call suggestions in a marketing article |
Two things fall outside the four on purpose. A summary after the call (Intercom, Freshworks, HubSpot and Zendesk all document one) helps the next person who reads the ticket, but does not help anyone reply. And a Pick is only as good as your macro library. When a vendor says its copilot “suggests replies” on a channel, the useful follow-up is: Draft, or Pick?
Which platforms offer AI-assisted replies for agents across all channels?
This is the matrix, read on 6 October 2026, and one rule applies to every row. A cell shows a depth when a page the vendor owns says the feature works on that channel; or on a channel family the vendor’s own channel pages put that channel in (“via messaging”, “via Enhanced Messaging”); or on any conversation or ticket in an inbox that the channel lands in, with no channel exclusion stated (“inbox-wide”). Beta and early-access features count but are labelled, and the label follows them into every count. When the only evidence is a marketing or blog page, the cell says so; when a vendor’s pages disagree, the cell gives both. “Messenger” means Facebook Messenger; Instagram is noted separately in the same cell and counted separately.
| Platform (assist product) | Live chat / web messaging | SMS | Facebook Messenger (Instagram noted) | Voice, during the call | ||
|---|---|---|---|---|---|---|
| Zendesk (Copilot add-on) | Draft: suggested first reply (first agent response only) and auto assist | Draft on messaging; auto assist “can’t be configured” on legacy Chat | Draft via messaging when SMS (Twilio or MessageBird) is connected through Sunshine Conversations; native Zendesk Text tickets are not named | Draft via “messaging (including social messaging)” | Draft via social messaging. Instagram Direct: same | Listen: real-time help-centre suggestions from a live transcript |
| Intercom (Copilot) | Draft, inbox-wide (email threads are not used as a Copilot knowledge source) | Draft, inbox-wide | Draft, inbox-wide | Draft, inbox-wide | Draft, inbox-wide. Instagram DMs: same | Summary after the call; in-call Copilot not documented |
| Freshdesk (Freddy AI Copilot) | Draft (Reply Suggester, generally available: Email and Portals, first customer reply only) plus Pick | Pick (canned responses); Draft in early access (Conversational Copilot, “the current ticket”) | Pick; Draft in early access | Pick; Draft in early access | Pick (DMs and comments); Draft in early access. Instagram: same | Pick on Phone tickets; help centre documents post-call transcription only. A Freshworks marketing article claims live-call suggestions |
| Salesforce (Einstein Service Replies; Service Cloud Voice) | Draft, not real-time (Salesforce product blog, 27 March 2025; the help article would not load) | Draft, real-time, on Enhanced Messaging and Live Chat | Draft via Enhanced Messaging | Draft via Enhanced Messaging | Draft via Enhanced Messaging. Instagram: not named on the Salesforce pages we read | Listen: real-time transcription surfaces knowledge articles and next best actions (Service Cloud Voice) |
| HubSpot (reply recommendations) | Draft, help desk-wide, questions only | Draft, help desk-wide | Draft, help desk-wide (SMS channel via add-on) | Draft, help desk-wide | Draft, help desk-wide. Instagram: same, via a marketplace app | Listen (beta): Breeze Q&A, “Suggest clarifying questions” |
| Front (Copilot add-on) | Draft, all conversations | Draft, all conversations | Draft, all conversations | Draft, all conversations | Draft, all conversations. Instagram: same | In-call Copilot not documented |
| Help Scout (AI Drafts, AI Assist) | Draft, inbox-wide (AI Drafts, set per Inbox) | Polish during a live chat (no AI Draft item in the chat menu); Draft once the chat becomes a conversation | Draft, inbox-wide | Draft, inbox-wide | Draft, inbox-wide. Instagram: same | No native calling (Talkdesk integration) |
Read across the rows and the literal question gets a broader answer than the marketing suggests, but the catches differ. Draft on email, chat, SMS, WhatsApp and Messenger with no channel caveat: four of seven (Intercom, Front and HubSpot inbox-wide; Salesforce through Enhanced Messaging, Live Chat and, on its blog, email). With one catch each: Zendesk (SMS counts only when it arrives through Sunshine Conversations from Twilio or MessageBird; native Text tickets are not named), Freshdesk (drafting off email is early access; the generally available feature picks canned responses) and Help Scout (no draft during a live chat, only once the chat becomes a conversation). Draft on email: all seven, generally available. Draft on Instagram: six; Salesforce’s pages do not name it. Listen on a live call: three in help or training documentation (Zendesk, Salesforce, and HubSpot in beta), plus a Freshworks marketing claim its help centre does not document.
None of the drafting documents we could read names WhatsApp. Every vendor that drafts there does so by scope (“messaging”, “Enhanced Messaging”, “all conversations”, “any conversation”, “the current ticket”, the help desk), and Freshdesk, the one vendor that does list WhatsApp by name, lists it for canned-response picking. If WhatsApp is your busiest channel, test drafting on a real WhatsApp thread in the trial rather than reading the channel list.
What each platform’s own documentation says, channel by channel
Zendesk: Listen on voice, and two routes for SMS
Zendesk’s Copilot is an add-on, separate from its AI agents. Its suggested first replies “appear only for the first agent response and only on email, web form, and messaging tickets,” and auto assist is configured “on messaging or email channels” using a ticket tag. The sentence that most limits it: “Auto assist can’t be configured on the chat or voice channels.” On voice, Zendesk documents a Listen feature: real-time AI suggestions transcribe the call and return help-centre guidance into the agent’s Knowledge panel. Real-time transcription costs extra, the agent’s profile language must match the language of the call, transcription data “will be processed in the US region,” and Zendesk says it is “not possible to redact PII” from real-time transcripts. SMS reaches Zendesk two ways. Native Zendesk Text tickets are not among the channels the reply-suggestion articles name. SMS connected through Sunshine Conversations (a Twilio or MessageBird account) is a messaging channel, and Zendesk says those channels “have the same functionality as the natively supported messaging channels in Agent Workspace,” so we score that route as Draft via messaging.
Intercom: one Copilot for every inbox conversation
Intercom documents Copilot on “both conversations and tickets” in the Inbox, and its Inbox page says agents handle “email, live chat, phone, WhatsApp, SMS, and social messaging from a single inbox.” Copilot answers with sources, and the agent clicks Add to composer. Two limits are easy to miss. Copilot learns from “the last 4 months of your team’s chat conversation and ticket history” but “Conversations, that happened via e-mail channel, will not be taken in consideration,” so an email-heavy team gets less history behind its drafts. And included usage stops at 10 conversations per teammate per month. For phone, Intercom documents a call summary after the call; none of the four phone articles we read mentions Copilot during a live call.
Freshdesk: Draft on email today, on every ticket in early access
Freshdesk’s pages disagree depending on which version you read, so the row gives both. The generally available Reply Suggester “works only for tickets created via the Email channel or through Portals” and “suggests responses only for the first customer reply in a ticket.” Its early-access version (article modified 22 September 2026) still says it “currently functions for Email and Portal tickets,” and adds “We plan to extend this feature to all real-time channels in the upcoming weeks.” Canned response suggestions, which pick from your saved replies, are generally available on “Email, Portal, Web Form, Web Chat, Phone, WhatsApp, Instagram (DMs and comments), Facebook (DMs and comments), SMS, and custom sources.” Separately, the Conversational Copilot Agent (early access “to selected customers”, article modified 5 October 2026) offers “Draft a reply” to “generate a customer-facing response for the current ticket,” with no channel restriction stated, and Freshdesk Omni says “Every interaction is converted into a ticket.” So a Freshdesk agent on WhatsApp gets a Pick today and a Draft only inside the early-access programme. On calls, the help centre documents a post-call transcript summariser. A Freshworks article dated 8 June 2026 goes further: “On a live call, Freddy AI Copilot can listen, transcribe key points, and suggest articles or resources in real-time.” We found no help-centre page that documents that, so ask to see it on a live call.
Salesforce: Draft on email, chat, SMS, WhatsApp and Messenger; Listen on Service Cloud Voice
Salesforce’s help site would not load, so this row rests on Trailhead and the Salesforce blog. The Trailhead unit on configuring Service Replies says “Service Replies is available for Enhanced Messaging and Live Chat channels,” and another unit says it “drafts agent’s responses in messaging and chat channels.” Salesforce’s Enhanced Messaging upgrade unit tells admins to upgrade standard WhatsApp, Facebook Messenger and SMS channels to enhanced channels, which is how those three channels fall inside Service Replies. Instagram is not named on those pages. For email, a Salesforce blog post dated 27 March 2025 says “Service replies are available for both chat and email, though the real-time aspect is specific to chat conversations.” On voice, the Service Cloud Voice unit says “AI leverages real-time call transcription to recommend next best actions and knowledge base articles,” which is the same Listen depth as Zendesk’s; it belongs to Service Cloud Voice, a separate product from Service Replies.
HubSpot: help desk-wide drafting, with conditions
HubSpot’s reply recommendations are generated by the customer agent without deploying it to customers, and they “do not consume HubSpot credits.” They work in the help desk, which connects chat, email, forms, calling, Facebook Messenger, WhatsApp, SMS and custom channels (Instagram arrives as a marketplace app). The reply-recommendations article names no channel at all, so every help desk channel, Instagram included, is scored the same way. The conditions are the catch. A recommendation is generated only when the ticket is assigned to a user with a Service Seat who is viewing it for the first time, the conversation has not been handed off by the customer agent, and “the customer’s request is phrased as a question.” On calls, HubSpot documents a beta Breeze Q&A panel with quick actions to “Summarize the conversation so far,” “Summarize next steps” and “Suggest clarifying questions,” beside live captions.
Front: Copilot on every conversation
Front’s Copilot article is short on channel caveats: “Copilot can be used on all Front conversations, including conversations in shared and individual inboxes, discussions, and tasks.” Front lists email, voice, chat, SMS, social (Facebook and Instagram), WhatsApp and Slack as channels. The limits are commercial and volume-based: Copilot drafting is capped at 200 requests per user per day, and each compose or transformation counts as one. Voice appears on Front’s channel page, but the Copilot article describes the composer and sidebar only, with nothing for a live call.
Help Scout: Draft in the inbox, Polish in a live chat
Help Scout’s AI Drafts generates a reply “learning from previous conversations and Docs articles,” is switched on per Inbox, and needs “about 100 conversation replies” before the AI Draft link appears. Its documentation describes email threads throughout (a workflow can draft “on only the first email from the customer”). Help Scout’s own blog says you can “generate a draft reply to any conversation with just one click,” and SMS, WhatsApp, Messenger and Instagram messages all arrive as Inbox conversations, so we score those channels as Draft on the same inbox-wide rule as Intercom and Front. Live chat is the exception: the chat shortcut menu lists AI Assist and saved replies but no AI Draft item, and a Help Scout product update dated 5 January 2026 says AI Drafts work on converted chats “as soon as a chat becomes a conversation.”
Who each option is wrong for
A matrix tells you who covers a channel. It does not tell you who to rule out. This is the decision table we would use, with the honest exclusion for each.
| If this is your situation | Shortlist | Wrong for you if |
|---|---|---|
| Heavy WhatsApp or SMS volume, and agents need full drafts there | Front, Intercom, HubSpot, Salesforce; Help Scout | Freshdesk, unless you are in its early-access programme (generally available, it picks canned responses there); Zendesk if your SMS runs on native Text rather than Twilio or MessageBird through Sunshine Conversations |
| Phone is your biggest channel and agents need help during the call | Zendesk (Listen, with transcription cost and US processing); Salesforce (Service Cloud Voice); HubSpot (beta) | Intercom, Front, Help Scout: nothing documented for the live call. Freshdesk: claimed in a Freshworks marketing article, not in its help centre |
| Mostly email, small team, a deep help centre | Help Scout, Freshdesk, Zendesk | Intercom, if most of your history is email, because email threads are not a Copilot knowledge source |
| Already on Service Cloud with chat and messaging | Salesforce Service Replies | Teams still on standard (not enhanced) messaging channels, which Salesforce tells admins to upgrade; teams that need Instagram, which the pages we read do not name |
| Customers rarely phrase messages as questions (complaints, order updates) | Front, Intercom (the agent asks Copilot the question) | HubSpot reply recommendations, which generate only for messages phrased as a question |
What AI-assisted replies cost per agent, worked for a ten-person team
Assist is usually priced per seat, on top of the helpdesk seat. Three vendors’ pages gave us a list price on 6 October 2026, all in US dollars. Here is the arithmetic for ten agents, so you can substitute your own headcount.
| Product | List price read on 6 Oct 2026 | Ten agents, per month | Ten agents, per year |
|---|---|---|---|
| Intercom Copilot unlimited, monthly billing | US$35 per teammate per month | 10 × 35 = US$350 | 350 × 12 = US$4,200 |
| Intercom Copilot unlimited, annual billing | US$29 per teammate per month | 10 × 29 = US$290 | 290 × 12 = US$3,480 |
| Front Copilot add-on (Starter, Professional, legacy Growth and Scale) | US$20 per seat per month; included on the latest Enterprise plan | 10 × 20 = US$200 | 200 × 12 = US$2,400 |
| Salesforce Agentforce for Service, billed annually | US$125 per user per month (AU$175) | 10 × 125 = US$1,250 | 1,250 × 12 = US$15,000 |
The Salesforce line is not like-for-like: that price covers “Generative Replies, Summaries, Answers, and Knowledge Articles” and an employee agent, not drafting alone. We did not read a list price for the Zendesk Copilot add-on, the Freddy AI Copilot add-on, HubSpot’s Service Seat or Help Scout’s AI Drafts billing, so they are not in the table. Two free tiers are worth knowing. Intercom includes 10 Copilot conversations per teammate per month; an agent handling 400 conversations a month would cover 10 ÷ 400 = 2.5% of them. HubSpot reply recommendations use no HubSpot credits, but need a Service Seat.
How to test channel coverage in a trial, in one afternoon
This is the test we would run, in this order, with one agent and a sandbox inbox.
- Send yourself one real customer question on every channel you run: email, chat, SMS, WhatsApp, Messenger and a phone call. Use the same question each time, worded as a statement, not a question (“my refund hasn’t arrived”).
- Open each one as the agent and record the depth you get: Draft, Pick, Polish, Listen or nothing. Do not count a summary as assist.
- Repeat with the same text worded as a question. HubSpot’s conditions make this a real difference; others may have unstated ones.
Want the phone and WhatsApp queue handled, not just drafted? Zian AI runs autonomous agents on live phone, SMS, email and WhatsApp in 30+ languages, with CRM integrations for HubSpot and Salesforce. It is in partnership-application beta.
When agent assist is the wrong tool
Agent assist makes a human faster on each conversation; it does not change how many conversations a human has to touch. Assist pays when conversations need human judgement but are slow to write. Autonomy pays when many are repetitive enough that nobody needs to read them.
That is the line Zian sits on the other side of. Zian AI is an autonomous agents platform, not a helpdesk copilot: its agents hold the conversation themselves on live phone, SMS, email and WhatsApp, in 30+ languages. The AI customer support agent for 24/7 tier-1 resolution page describes first-line support, and the multi-channel outreach orchestration playbook covers the sales side. If the queue itself is the problem, a copilot will not fix it.
Two platforms we checked and left out
| Platform | What its pages show | Why it is not in the matrix |
|---|---|---|
| Gorgias | AI Macro prediction and AI Macro suggestions in tickets (Pick). Its Gaia assistant “doesn’t draft messages, send replies to customers.” Its autonomous AI Agent works on email, chat, SMS, Instagram DMs, Facebook Messenger and WhatsApp. A 2025 Gorgias blog post mentions using AI Assist to draft replies | The help-centre pages we read document Pick (AI Macro suggestions) for agents; the one drafting mention is a 2025 blog post, and we did not score Gorgias’s channel pages |
| Kustomer | Its Envoy product page lists “Suggested replies” and says reps see the full record “whether a conversation starts on chat, email, or phone”. Its help-centre Copilot article says reps can ask Copilot to “help generate responses to send to the customer” and copy them with Add to reply editor | The Copilot article drafts on the conversation the rep is viewing but does not name channels, and we did not score Kustomer’s channel pages |
Frequently asked questions
Which helpdesk gives agents AI-drafted replies on WhatsApp?
As at 6 October 2026, all seven platforms in our matrix document some route to an AI-drafted reply on WhatsApp, at different levels of maturity. Intercom, Front, HubSpot and Help Scout draft on any conversation in their inbox or help desk; Zendesk covers WhatsApp through “messaging (including social messaging)”, and Salesforce through Enhanced Messaging. Freshdesk’s generally available feature only picks canned responses on WhatsApp; its Conversational Copilot Agent can draft a reply on any ticket, but it is in early access.
Does any AI copilot help agents during a live phone call?
Three of the seven platforms in our matrix document it in help or training pages. Zendesk’s real-time AI suggestions for voice calls transcribe the call and surface help-centre guidance, at extra transcription cost and with US-only processing. Salesforce Service Cloud Voice uses real-time call transcription to recommend next best actions and knowledge articles. HubSpot offers a beta Breeze Q&A panel that can suggest clarifying questions during a call. Freshworks claims in-call suggestions in a marketing article that its help centre does not document, and Intercom documents a summary after the call.
What is the difference between agent assist and an AI agent?
Agent assist suggests a reply that a human reviews and sends; an AI agent replies to the customer itself. Zendesk states it plainly: Copilot is an assistant for human agents, AI agents are autonomous and work directly with customers, and the two are bought separately.
Why does Freshdesk’s Reply Suggester not work on my chat tickets?
Freshworks’ documentation says the generally available Reply Suggester works only for tickets created through the email channel or a portal, and its early-access version says Freshworks plans to extend it “to all real-time channels in the upcoming weeks”. Until then, chat, WhatsApp, SMS, social and phone tickets get canned-response suggestions, unless your account is in the early-access programme for the Conversational Copilot Agent, which can draft a reply on the current ticket.
How much does Intercom Copilot cost per agent?
As at 6 October 2026, Intercom lists unlimited Copilot usage at US$35 per teammate per month, or US$29 per teammate per month on annual billing. Every teammate gets 10 Copilot conversations a month at no extra cost; after that, Copilot stops answering until unlimited usage is bought.
Is Zian AI an agent-assist copilot?
No. Zian AI runs autonomous agents that hold the conversation themselves on live phone, SMS, email and WhatsApp, in 30+ languages. It suits teams whose problem is queue size rather than reply speed. It is currently in partnership-application beta.
